Excellent Customer Service Very Poor Delivery Service (External Courier)

Ordered Paving a week ago paid £120 for delivery on Monday. Took time off work to receive this Monday pallet never turned up. Numerous phone calls and promises of a call back ended up past over to palletways and the delivery had gone to wrong hub. Advised would now arrive Tuesday and agreed a specific time to finish work early to check delivery then received a phone call to say it had gone to wrong hub again and would now arranged for delivery at 5pm Wednesday. Have just received another phone call to say lorry has broken down and will not arrive until Thursday. Ridiculous charge of £120 for a sub standard delivery service and very clear lack of communication.

Update

Product has now arrived very poorly package all stacked on top of each other with nothing in between resulting in chips at corners.
very substandard in terms of quality and customer service will stick to stone saver in future

Spoken with owner on Friday who could not be more helpful and done everything he could to find a solution really appreciate it.

We have to hold our hands up on this one, this delivery was a complete disaster, and we’re genuinely sorry for the frustration and inconvenience it caused.

Unfortunately, the delivery company lost the pallet within their network, then repeatedly gave incorrect updates about its location and delivery times, even sending it to the wrong hub more than once. Under normal circumstances, we would have arranged an immediate replacement and returned the original order, but this was unfortunately the last of the stock available.

Due to the pallet travelling around the UK unnecessarily, it’s very likely this is what caused the damage to the paving on arrival.

Throughout the process, we did our best to keep you informed as updates came through, and as the issues were completely outside of your control, we refunded your delivery charge in full. We also provided additional compensation for the damaged items and the time you spent trying to make them work, along with sending the remaining stock we had free of charge.

We completely understand why this experience has left you disappointed, it’s not the level of service we aim to provide, and we appreciate your patience despite the situation.

Thank you again for bringing this to our attention, and we’re truly sorry that your experience fell so far short of expectations.

Incorrect price, despite order confirmed twice

Ordered and paid for a hearth for £155 inc delivery. Order confirmation was sent via email, plus a phone call from the company to confirm details. Four days later I was contacted to let me know that the advertised price was incorrect and that I would have to pay an extra £120, bringing the total to £275, or cancel my order. After complaining I returned to the website where I added the same item and specification (& delivery address) to my basket, and it again showed the total to be £155 inc delivery. This time it also said the hearth would be delivered 2 weeks faster than my original order, but this turned out to be a mistake.

The company said that they were updating the website which led to the mistakes in pricing and delivery times. Fair enough, but the website could possibly be taken offline if such large changes are being made in future (the order cost had nearly doubled, so not a minor thing). The pricing error was on there for at least 4 days.

After complaining again, a solution was offered whereby I could receive the hearth unsealed, with the flat “sawn” edge instead of a dressed edge. This was not offered initially, only pay the extra or cancel the order.

The person I dealt with was helpful and I understood that it was not personally their fault. The hearth looks nice.

The increase was due to a newly implemented surcharge for deliveries to Scotland by our delivery partner for certain postcodes. Unfortunately, while we were updating our website, the delivery pricing and lead-time information wasn’t displaying correctly. This is why the total continued to show as £155 and the estimated delivery time appeared shorter than it should have been. We completely understand how confusing and disappointing that was, especially after your order had already been confirmed, and we apologise that it took us longer than it should have to identify the cause.

We also acknowledge that we could have handled the communication better from the outset. We should have explained all available options straight away, including the unsealed/sawn-edge alternative, rather than initially presenting only the additional courier cost or cancellation.

We appreciate your patience and your kind comments about the team member you dealt with, and we’re very pleased to hear you’re happy with how the hearth looks. Your feedback has been taken on board, and we’re tightening our processes to ensure postcode surcharges and delivery estimates are accurately shown—particularly during site updates—so this doesn’t happen again.

We hope you can appreciate that we did fulfil your order for £155 even thought the delivery cost alone was actually £125.

Great

Easy to order and purchase. Delivery was fuss free and on time. Big thanks to the lovely delivery man who managed to navigate the roadworks on my street and deliver my heavy hearth right to my door. The hearth has yet to be fitted but from what I can see it looks great, exactly what I asked for

Wrong size, poor response

Primethorpe cut and sent me the wrong size hearth - 10cm too narrow. When I told them they offered to either replace it or give £100 compensation. Problem is that the fire was being installed the next day, I needed a fire over xmas, they couldn't replace it until the new year, and the cost to me of fixing the problem (because I can't get it signed off with a hearth that is too small) is significantly more than £100. I think under my consumer rights they ought to have paid the cost of fixing the issue, but I do not have the energy to go to court so I eventually accepted their £100 offer. Their big point to me was that I should have checked the dimensions of the fire when it first arrived (?? as if the burden is on the consumer to check a supplier has cut the right size) and they thought they did enough by offering what they offered. Make your own decision - to my mind messing up the measurements and then insisting that the consumer either has to do without a fire over xmas or otherwise foot most of the bill themselves to fix the problem is poor customer service.

EDIT: I note Primethorpe's reply. I don't think there is any dispute about the basic facts, it was delivered in November and it is true to say I didn't measure it until I came to install it. My point is, I don't have to, I'm entitled to think the supplier has sent what I ordered. Beyond that, my point is that what Primethorpe call a "goodwill gesture" of £100 is actually less than they are required to give under the consumer rights act (which says they are required to compensate for loss) and anyway less than I think they should give as good customer service given that they caused the problem. If it was my business I would pay to fix the issue, not just offer £100. As you can see Primethorpe took a different view, and as I said I accepted it because I'm not about to waste my time suing them.

Thank you for taking the time to leave a review, and I’m genuinely sorry for the error with your hearth being cut 10cm too narrow. We completely accept this was our mistake.

For clarity on the timeline, your delivery was made on 27th November and we didn’t receive any report of an issue until 21st December. As soon as we received your email, we apologised and offered to manufacture and send a replacement free of charge.

Unfortunately, due to our scheduled Christmas shutdown and machinery maintenance (we closed on 22nd December and reopened in the New Year), the earliest we could produce and dispatch a replacement was after Christmas. We understand this didn’t work with your installation plans, and we’re sorry for the inconvenience this caused at such an important time of year.

When a replacement was declined, we offered a £100 partial refund as a goodwill gesture (around 35% of the product value) to help towards resolving matters which was accepted. While we appreciate you feel your costs were higher, we did our best to provide a fair resolution within the options available at the time: a free replacement at the earliest possible date, or a partial refund as an alternative.

We’re sorry again that we let you down on this order, and we do take feedback like this seriously. If you’d like us to review anything further, please contact us directly with your order details and we’ll be happy to discuss.

Prices for paving were competitive

Prices for paving were competitive. Customer service department picked up and were extremely helpful when I added more purchases to my order. Even the delivery man went above and beyond when he couldn’t unload the pallet with his forklift. He manually unloaded the pavers in his work break!

Great experience

We've had a great experience with Primethorpe Paving. Our order consisted of two slate hearths (one custom T shape, one rectangle) and after placing it, we were contacted by phone to double check measurements and ask if we wanted the edges on our hearths to have matching finishes. Our hearths arrived today by pallet delivery (packaged well!) and we are really pleased with them. They are cut to the measurements we provided and are amazing quality!
